Does Jira Service Desk have the capability to start and stop a service ticket to meet SLA requirements?
Looking at ITSM Tools specifically for AI agents that resolve routine requests without requiring the service desk to hire more staff to keep up with volume.
- SolarWinds Service Desk: AI is embedded directly into agent workflows, including ticket summarization and resolution drafting, claiming up to 52% faster issue resolution. Does that number hold up once tickets get genuinely complex, or is it mostly on simple requests?
- OpenText Service Management Automation X (SMAX): Private generative AI chatbots let users self-resolve common requests with human-like responses, reducing the number of tickets that reach a live agent.
- Ivanti Neurons for ITSM: Predictive incident resolution and automated task orchestration aim to resolve issues before humans need to intervene.
- BMC Helix ITSM: Embedded AI/ML automatically assigns and routes incident, problem, and change requests without manual intervention from a dispatcher.
For service desks that added AI agent capability without adding headcount: did ticket volume per staff member actually change, or did the AI just handle a layer of noise that wasn't really taking staff time before?
The metric I’d want here is true autonomous resolution rather than tickets merely summarized, classified, or routed by AI. For SolarWinds Service Desk, OpenText SMAX, Ivanti Neurons, or BMC Helix users, what percentage of requests can the AI complete end to end without an agent touching them? Password resets, access requests, and common troubleshooting would be especially useful examples.
I've been comparing ITSM Tools specifically for tracking tickets that need to move between internal teams and external solution groups, since that handoff is usually where visibility breaks down. These tools stood out for their ability to maintain cross-team visibility:
- SolarWinds Service Desk: Supports enterprise service management so ITSM workflows extend to HR, Facilities, and Legal on the same platform IT already manages, keeping cross-department tickets in one visible system.
- Autotask: Connects tickets, time, projects, and billing in one workflow, built specifically for MSPs juggling tickets across multiple client organizations at once.
- Hornbill Service Manager: A 100% codeless environment means non-technical teams can adapt workflows themselves as ticket-routing needs change between groups.
- Ivanti Neurons for ITSM: Real-time incident correlation and predictive resolution are built on unified IT and security workflows, which helps when a ticket needs security team involvement partway through.
- Issuetrak: Omnichannel issue submission via email, mobile, web portal, or webform allows external groups to log tickets without direct system access.
For teams juggling internal and external ticket flows: does the handoff actually stay visible end-to-end, or does someone still have to manually check in with the external group to know the status?
Handoff visibility has held up well for us on SolarWinds Service Desk, especially for the departments we've onboarded onto the same platform, since everyone can see ticket status without pinging each other for updates.
