&lt;p&gt;The dividing line for me would be what the conversation is expected to accomplish. Retail needs the agent to see products, orders, inventory, and purchase intent and actually move the transaction forward. Service businesses need continuity, ownership, escalation, and history when a conversation lasts days instead of minutes. For a hybrid team, I’d test the same customer moving from a purchase question into a post-purchase issue and see whether the context survives that handoff without changing systems.&lt;/p&gt;
