&lt;p&gt;&quot;Losing the thread&quot; is usually an identity problem wearing a channel costume. The same customer is an email address in one system and an Instagram handle in another, and unless the platform merges those into one person, you can have every channel connected and still greet them as a stranger on their third contact. Worth testing in any demo: same issue, two channels, one customer. Does the agent see one history or two?&lt;/p&gt;
