What do you like best about ServiceNow Customer Service Management?

I use ServiceNow Customer Service Management to manage the full customer case lifecycle. It really helps to centralize all customer issues in one place, providing a 360-degree view of the customer and their problems. I love having everything in one place. The portal is straightforward, easy to use, and configure, giving customers one place to go, plus it feels more guided than a generic form. It's very easy to onboard as long as you go in with eyes wide open and take the time at the beginning. Tuning it for your data model saves a lot of time in the long run. I use ServiceNow Customer Service Management a lot for case management workflows. It really helps me track all my cases properly with a unified communication channel where everything is tracked centrally. I appreciate its audit trail, which keeps the timeline and sequence of events in each case, helping us keep track of un-actioned items. Plus, it ensures that the entire history is embedded within each case, which is beneficial for our back office team. I really appreciate the utilization of case types in ServiceNow Customer Service Management, which allows us to use different workflows for various submissions like bugs and demands. It helps us adapt forms and workflows for different kinds of submissions efficiently. Another aspect I like is that the initial setup was pretty easy, as we stick to out-of-the-box solutions and best practices as much as possible. What do you like best about ServiceNow Customer Service Management?

I like ServiceNow Customer Service Management for its updated user interface compared to our previous systems. It's really helpful that the system offers a unified integration with our IVR. I also appreciate that the customer story is available to the agent when they first take the call, which includes previous customer tickets and interactions once the customer is recognized. What do you dislike about ServiceNow Customer Service Management?

ServiceNow Customer Service Management is having some issues with our Genesys IVR where not all options are available, like the call back feature is not yet working between Genesys and ServiceNow CSM. We also faced difficulties during the initial setup due to our previous customizations in Click Scheduler. Especially for companies using established on-prem tools, the process is more challenging. One specific issue was the integration between Click and our billing application, where tasks need to be closed but the system was not able to do this out of the box. We like that ServiceNow Customer Service Management keeps external communication separate from internal communication, which is a big plus for us. We also value the explicit roles plugin, as it allows us to easily manage access to the portal versus the backend, which is important for our management's desire to keep customers on the portal only. Our customers did not like how layered service requests are with the REQ, RITM and SCTASK records. We were asked to simplify the process using cases only. I like how ServiceNow Customer Service Management allows our DBAs and Engineers to follow similar processes when interacting with customers. It standardizes things, making it easy to keep consistency and optimize work. The work is organized in queues sorted by SLAs and OLAs, providing easy access to assigned tasks and customer CI information. I also appreciate the standard response templates. I find the case management's integration with other apps like the Knowledge Base and CMDB beneficial. - Especially in the customer portal, having an account overview page would be a plus. - On the CSM workspaces, the editor doesn't provide all formatting options available on HTML fields. - On the CSM workspaces, attaching articles to cases is worse than legacy UI as it doesn't allow attaching multiple articles at once. - The initial setup was not easy because we didn't have an experienced team at the time.
