What do you like best about ServiceNow Customer Service Management?

From the beginning, the biggest change we noticed was how quickly our customer cases became organized instead of being scattered across different places. I’ve also found that our weekly review meetings have become shorter, because the service reports are already available when we need them. Integrations with other tools were straightforward to configure, which made setup smoother. Customer support has been responsive and fast whenever we’ve needed help. CSM offers a seamless interface through the portal case form and is also integrated with other intake channels, which makes interactions easier. What do you dislike about ServiceNow Customer Service Management?

CSM does not have out-of-the-box integration with customer ITSM tools. Service Bridging is only available for ServiceNow ITSM, and not for other ITSM tools that customers may be using. I’d like to see either spokes or out-of-the-box API capabilities that allow for more seamless integration. Configuration management is complex and dot walking when connecting data structures is not very intuitive. Honestly, what stands out to me about ServiceNow Customer Service Management is just how quick, easy, and accessible it is. I am able to access well-trained customer service and well-rounded customer service who pay attention to details, and that is something I genuinely always look out for whenever I'm looking at a company to use. These features make my experience as a customer more calming and relaxing, as I don't have to second-guess my decisions. I can rely on the customer service representatives to give me quality service without thinking twice about the decisions I've made. I actually believe sometimes the setup and configuration feels a bit complicated at start. Especially when I'm trying to tailor workflows or route and routes. It can actually take time to get everything working the way I want. Sometimes, it also feels a bit heavy, since there's a lot of features done always needed for smaller teams. This actually makes everything feel complicated rather than being necessary. The most complicated part is setting up routing rules and workflow. For example, deciding how cases should be automatically assigned, escalated, or categorized can take a lot of manual setup and testing before it works properly. This single platform keeps everyone accountable and helps us resolve tough technical problems much faster than before. ServiceNow Customer Service Management completely solves the issue of silos by putting everyone on the same system, letting us track a problem from the initial customer call all the way through to the backend fix. It also eliminates the burden of manual, repetitive tasks that used to slow down our workday. I no longer have to spend hours sorting tickets, routing emails, or answering basic tracking questions because the built-in AI and automated workflows handle them instantly. This automation frees up my time to focus on complex customer needs, while the unified workspace gives me the exact data I need to resolve issues on the very first contact. The built-in AI makes my workday significantly more efficient by taking care of the initial research and documentation for complex cases. When a customer reaches out, the system automatically analyzes the issue, summarizes long chat histories, and searches our entire knowledge base to suggest the exact steps needed for a fix.
