ServiceNow Customer Service Management brings everything needed to deliver great customer service into one place and actually makes it feel simple. It’s not just one feature; it’s how multiple capabilities work together seamlessly.
For example, the case management is very intuitive, making it easy to track, prioritize, and resolve issues. The omnichannel support ensures customers can reach out through any channel without losing context. I love the workflow automation, which removes repetitive tasks and speeds things up significantly. The AI and predictive intelligence add real value by suggesting next steps and routing cases smartly.
The self-service portal and knowledge base empower customers to find answers on their own, reducing ticket volume. Integration with other departments (like IT and HR) stands out because it allows issues to be resolved end-to-end without silos. The proactive service features help identify problems before customers even report them.

I like that communication with the support team, which is often in India, flows very quickly and easily. The connection between two countries with issues is carried out in a very structured and simple manner. I also appreciate that ServiceNow Customer Service Management helps a lot in tracking various situations and detecting problems that occur frequently. I value that each ticket has a reference number, as this helps to identify and follow the issue easily. Additionally, I like that it sends me an email every time there is an update, which is very good.

**What do you dislike about ServiceNow Customer Service Management?**

The platform in general, and more specifically the design, seems a bit outdated to me. Improve the graphics and the way tools are accessed could greatly enhance the user experience. Sometimes, having to view a platform with a lot of information, points, and letters, I feel a bit overwhelmed. Simplifying the information and improving the design would improve it quite a bit. I can't reopen tickets, which is a problem because sometimes the applied solution is only temporary and then it breaks again, forcing me to create a new ticket. It would be useful to be able to resume a previous ticket to have more context.

**What do you like best about ServiceNow Customer Service Management?**

I remember walking floor couple year ago and half my agent looked like they wanted to quit because they were juggling 3 different tool for just to answer simple billing question. But after ServiceNow CSM, Agent Workspace has been huge for my team in Germany. Omni channel routing means calls, chat, email all drop into same queue automatically based on who's free and has right skill. The way it handles complex B2B account hierarchy is brilliant too.

**What do you dislike about ServiceNow Customer Service Management?**

Sheer size of CSM data model is intimidating and mapping our old customer data into right B2B entity took way longer than expected. I wish out of the box reporting for our telecom KPI was bit more flexible without needing developer to build custom dashboard.

**What problems is ServiceNow Customer Service Management solving and how is that benefiting you?**

Before ServiceNow our agent were basically flying blind doing ton of manual data entry while customer sat on hold. But now the case are routed to right person instantly and we aren't duplicating effort when customer email and then call an hour later. It's all tracked in one case record. Overall the average handle time is under control across entire department.

I handle post production requests for a 14 member creative team and having every client conversation linked to the same case helped when revision rounds stretched across multiple days. We relied on milestone tracking and the knowledge base to avoid repeating the same explanations while ai generated case summaries were useful before client review calls. Connecting it with Microsoft Teams kept feedback in one workflow instead of chasing updates across emails.

During the first week finding the right configuration menus took a few attempts because several settings sit across different modules. We also waited longer than expected for guidance on one workflow change although the support team eventually resolved it with a detailed walkthrough.

**What problems is ServiceNow Customer Service Management solving and how is that benefiting you?**

Before rollout some customer requests stayed open for 2 to 3 days because updates were scattered across different systems. After moving everything into one workflow most cases closed within the same day and automated routing reduced manual handoffs. Even with the licensing cost handling a higher ticket volume without adding another coordinator made the investment worthwhile.

The UI of ServiceNow allows customers to raise a ticket directly for any issue. The application’s AI agent also enables the technical team to update the ticket status once the issue is resolved, and it sends an email update to the person who raised the ticket through direct integration with Outlook or the linked email account.

**What do you dislike about ServiceNow Customer Service Management?**

The pricing of the software is not as per the services or features offered by the application.

**What problems is ServiceNow Customer Service Management solving and how is that benefiting you?**

Human interaction between employees from different domains and the IT team has become much more effortless. Earlier, it was very difficult to find the right employees and call them to get issues resolved. Now, if any issue arises in the system or on any platform we use during working hours, we can directly raise a concern. The IT executive gets notified, and once the issue is resolved, we receive an update.

This has benefited us by saving time and reducing the effort we used to spend on irrelevant and unwanted queries about assets. Now we can focus more on quality and productivity. The customer support for the ServiceNow application is also very good, as they usually provide an ETA of one hour to resolve any issue raised by users.

From the beginning, the biggest change we noticed was how quickly our customer cases became organized instead of being scattered across different places. I’ve also found that our weekly review meetings have become shorter, because the service reports are already available when we need them. Integrations with other tools were straightforward to configure, which made setup smoother. Customer support has been responsive and fast whenever we’ve needed help.

**What do you dislike about ServiceNow Customer Service Management?**

During my first week, the app felt a bit overwhelming, mainly because there were times when I had to click through several different menus just to find a single setting. When it comes to the price, I’d say it was affordable.

Before adopting ServiceNow, our support process depended almost entirely on email. With ServiceNow, customer communication is now tracked in a single platform, which makes it much easier to follow conversations and stay organized.
Also, prior to ServiceNow, routine questions were constantly filling up our queue. With its Knowledge Management feature, customers can find answers much faster, which has helped reduce those repeat queries and keep the queue more manageable.

CSM offers a seamless interface through the portal case form and is also integrated with other intake channels, which makes interactions easier. This experience is further supported by AI search and VA. On the backend, CSM integrates with ITSM to help manage work across different delivery teams.

**What do you dislike about ServiceNow Customer Service Management?**

CSM does not have out-of-the-box integration with customer ITSM tools. Service Bridging is only available for ServiceNow ITSM, and not for other ITSM tools that customers may be using. I’d like to see either spokes or out-of-the-box API capabilities that allow for more seamless integration.  Configuration management is complex and dot walking when connecting data structures is not very intuitive.  Platform analytics may have added some improvement but reporting and Dashboarding is still falls short compared to other tools e.g. Power BI etc.

Agentic AI looks promising, but the pricing feels prohibitive—especially since it still needs time to build out and mature. As a result, the opportunity cost is high.

Honestly, what stands out to me about ServiceNow Customer Service Management is just how quick, easy, and accessible it is. I am able to access well-trained customer service and well-rounded customer service who pay attention to details, and that is something I genuinely always look out for whenever I'm looking at a company to use. These features make my experience as a customer more calming and relaxing, as I don't have to second-guess my decisions. I can rely on the customer service representatives to give me quality service without thinking twice about the decisions I've made. The initial setup was very accessible and easy too; I didn't have to think twice about how to use it. Everything was explained and detailed to my liking.

I like ServiceNow Customer Service Management for its ability to bring all customer interactions and case flow into one centralized platform, which reduces manual efforts significantly. The automation feature is particularly valuable as it removes repetitive steps that typically slow down the support team. It automatically categorizes incoming cases, assigns them to the right queue and agent, and sets priorities based on rules like urgency, customer type, and issue category. This organization enhances response times and keeps all teams well-aligned.

**What do you dislike about ServiceNow Customer Service Management?**

I actually believe sometimes the setup and configuration feels a bit complicated at start. Especially when I'm trying to tailor workflows or route and routes. It can actually take time to get everything working the way I want. Sometimes, it also feels a bit heavy, since there's a lot of features done always needed for smaller teams. This actually makes everything feel complicated rather than being necessary. The most complicated part is setting up routing rules and workflow. For example, deciding how cases should be automatically assigned, escalated, or categorized can take a lot of manual setup and testing before it works properly. It will be simple if there were simpler templates or smaller default rules to reduce how much you have to build from scratch.

ServiceNow Customer Service Management completely solves the issue of silos by putting everyone on the same system, letting us track a problem from the initial customer call all the way through to the backend fix. It also eliminates the burden of manual, repetitive tasks that used to slow down our workday. The reporting and dashboard aspect was very straightforward, with AI/Intelligence able to support the engineer with the queries needed for a dashboard/report layout, this makes support queries extremely efficient.

One specific issue was the integration between Click and our billing application, where tasks need to be closed but the system was not able to do this out of the box.

We can also have team A working with a dependancy on team B, and team B may or may not work within ServiceNow.
